Running both
This is a reasonable arrangement and it is what the earlier version of this page recommended, minus the fabricated savings figure. Software takes the routine and repetitive calls; the service or your own staff take what needs judgement.
The thing to get right is the escalation path. A caller who has already explained the situation once should not have to start again, and that hand-off is where most of these arrangements actually fail.
