A customer rings on Saturday and on Monday says your receptionist told them something it should not have. The five things kept about a call
Not a ladder. Each answers a different question, and the last two exist because the first three can be complete and still leave the owner unable to answer a complaint.
The conversation
What was actually said?
Both sides, timestamped from the start of the call. It is written once, when the call ends, and nothing in it is regenerated when a page loads — a summary computed at read time can disagree with the one computed yesterday, and a product whose argument is that the record and the reality cannot drift has no business shipping a record that drifts against itself.

What did it attempt, and what came back?
Each point in the call where Balaay acted: what the caller was trying to do, what it did about it, what came back, and how the outcome was confirmed when it was. Refusals are recorded alongside successes, with the reason. They are not failures being logged quietly; a refusal is often the correct outcome and the owner needs to see it.
Things it said that the record does not support
Did it tell the caller something that did not happen?
Every spoken commitment is paired against what the tools actually returned at that moment. A sentence claiming success with a contradicting failure behind it is reported as critical. A sentence with no relevant record behind it is reported as a warning and explicitly not as a lie — a gap in what the system can see is not evidence of dishonesty, and telling an owner their receptionist lied when it did not is how they stop reading the alerts.
What was removed
Is anything in here that should never have been kept?
A card security code, a PIN, a password, a full card number or a national identity number is destroyed before anything is written, and the record notes that a removal happened and where — never what was removed. If a caller read a security code aloud, the audio is deleted too: redacting the text while keeping the recording is theatre.
Why there may be no transcript at all
Where did this call go?
Whether a call is kept is decided before a byte is captured, from the consent rules that apply to both ends of the call rather than from a single switch on the account. Where the position is unsettled it keeps less. The decision is stored with the call, so "why is there no record of this one" has an answer instead of a shrug.
Six outcomes, not one scale
Each point in a call resolves to one of these. They are different KINDS of outcome, not degrees of success — a captured request is not a half-booking, and a refusal is not a small failure.
- Verified — Done, and read back from the source. The only outcome that may be spoken to a caller as complete.
- Captured — The request was recorded accurately and no external action was performed. Correct behaviour, not a half-booking.
- Handed off — A structured item was created for staff, with enough in it to act on without listening to the call.
- Escalated — The configured escalation path was triggered.
- Refused — Balaay declined to assert or do something it could not stand behind. This is the product working.
- Failed — A genuine fault. Reported to the caller, never disguised as success.
What this record cannot tell you
- The transcript is Balaay’s own text of the conversation, produced as it listened. It is not a second opinion on the audio, and where speech was unclear the text carries that through.
- Verification runs against Balaay’s own schedule and only its own schedule. A time already taken in a calendar Balaay does not read is still offerable, and no record here would show that.
- A warning means no supporting record was found, not that the receptionist invented something. The two are different and the record says which.
- Where the recording policy declined to keep a transcript, there is no conversation to read — only the decision, and why it was made.
